About the Role

The Customer Experience Manager will be responsible for designing and executing a powerful Customer Experience Strategy that delivers seamless service through four major channels — Business Units, Phone, Email, and Social Media.

The role is all about building loyalty, enhancing satisfaction, and reducing pain points across every customer interaction.
By leading a culture of excellence, the position ensures customers enjoy a smooth, friendly, and reliable experience every time they interact with the bank.

Job Purpose

The main goal of this role is to ensure that every customer feels heard, valued, and supported.
You will formulate and deliver strategies that foster customer delight, ensure service consistency, and strengthen long-term loyalty.

The Customer Experience Manager will work closely with different departments to streamline service delivery, resolve bottlenecks, and maintain high standards of customer engagement in line with the bank’s mission and values.

Main Responsibilities

1️ Ensuring Customer Satisfaction & Loyalty

  • Create and maintain positive customer experiences that drive loyalty and trust.
  • Continuously identify service gaps and eliminate customer pain points.
  • Design initiatives aimed at reducing churn and increasing long-term engagement.

2️ Developing and Implementing Strategy

  • Lead the formulation of the Customer Excellence Strategy with strong collaboration from internal business units.
  • Drive the adoption of best practices in customer lifecycle management across all segments.
  • Provide advisory support to senior management on customer service standards, benchmarking, and continuous improvement.

3️ Communication and Brand Consistency

  • Promote and implement the Customer Excellence Charter across all touchpoints.
  • Ensure consistent brand communication and service delivery through branches, call centers, and digital platforms.
  • Conduct periodic reviews and feedback sessions to refine service excellence policies.

4️ Leadership and Team Building

  • Build, inspire, and manage a strong team of customer service professionals.
  • Provide mentorship and training to improve service skills, empathy, and responsiveness.
  • Ensure alignment between team goals and the bank’s strategic objectives.

5️ Compliance and Service Quality

  • Enforce adherence to Consumer Protection Regulations.
  • Ensure prompt compensation for customers who suffer financial losses due to service interruptions, as per policy.
  • Continuously monitor performance to ensure compliance with all customer experience standards.

Daily Responsibilities

  • Perform root cause analysis to drive continuous improvement.
  • Conduct customer satisfaction surveys and evaluate feedback trends.
  • Support new product launches by ensuring service readiness across departments.
  • Monitor weekly and monthly service compliance reports.
  • Track and report emerging customer trends for timely intervention.

 Educational Qualifications and Experience

To qualify for this role, candidates should have the following:

  • A University Degree in Business, Finance, Accounting, or a related field.
  • Professional certification in Customer Experience Management or Corporate Communications (added advantage).
  • At least six (6) years of progressive experience in a service-oriented organization, preferably within a commercial banking environment.
  • Proven record of customer service leadership, strategic planning, and stakeholder management.
